Why 24/7 support is a margin question, not a cost line

Disruption does not respect office hours. What happens between 6pm and 9am decides whether a client rebooks with you.

Support gets budgeted as a cost centre. It behaves like a retention lever.

The 3am problem

A client is at a counter in another timezone with a cancelled connection. They have two options: call you, or fix it themselves with a card and an app. If you cannot be reached, they fix it themselves — and they learn that they can. That lesson costs you the next booking, and the one after.

The number that matters is not first-response time during business hours. It is whether anyone competent answers at the hour when travel actually breaks.

Answering is not the same as helping

An out-of-hours line that can only take a message and promise a callback is worse than useless, because it consumed the client's remaining patience without changing their situation. Useful out-of-hours support means the person answering can read a fare rule, touch the booking, reissue a ticket and escalate to the supplier — at 3am, without waiting for a manager in another country to wake up.

This is why supplier selection and support quality are the same conversation. A wholesaler with an excellent rate sheet and no out-of-hours escalation path cannot be serviced properly, no matter how good your own desk is.

What to ask a supply partner

Not "do you offer 24/7 support" — everyone says yes. Ask instead: can the person answering at 3am amend a booking without escalation? What is the median time to resolution for an involuntary schedule change out of hours? Who owns a case overnight, and do they hand it over or drop it? And which of your suppliers cannot be serviced out of hours at all?

The answers to those four questions tell you what the promise is actually worth.

The margin connection

Agencies that can genuinely service disruption charge more, and clients pay it, because the alternative is managing their own recovery from an airport at midnight. Support is the thing you are actually selling when you compete against a booking site — everything else is inventory anyone can reach.
